Emotional Labelling in Customer De-escalation

Emotional labelling is the practice of identifying and verbally naming a customer's observed emotion using neutral, non-evaluative phrasing, such as stating, 'It sounds like you feel ignored.' A well-placed label de-escalates tension because it validates the customer's experience, eliminating their perceived need to prove how upset they are. Supervisors must strictly avoid evaluative labels (such as asserting that the customer is overreacting) and avoid telling customers what they should feel. Even if the label misidentifies the emotion, the customer's corrective response helps advance the interaction constructively.
